09:45 - 10:45 Defining quality and quality standards (Identifying the components of quality; how to set standards; who is involved)

10:45 - 11:15 Communicating standards (Getting the message across; establishing the importance of quality standards and compliance)

11:15 - 11:30 Coffee break

11.30 - 12:30 Stating clear and measurable quality standards (How to define standards; the need to measure; measurement techniques; generating feedback; information systems)

12:30 - 13:30 Lunch break

13:30 - 15:00 Identifying quality improvement techniques (Feedback loops; generating action plans; measuring performance; listening to the customer; benchmarking)

15:00 - 15:15 Tea

15.15 - 16:15 Involving and motivating staff (Inducting new staff; staff development; feedback to staff; involvement in the quality process; hearing from the customer; appraisal and managing poor performance)
